Respond to unhappy customers

A low rating is a customer telling you something before they tell everybody else. This playbook covers how fast to react, what to say, and how to finish the conversation properly, whether the complaint arrived as private feedback or as a public review.

Know which kind of complaint you have

Trustaroo gives you two very different situations, and they need different moves.

  • Private feedback. The customer rated below your threshold and typed a comment on your feedback page. It is anonymous and it is not public, so nobody is watching how you handle it. You cannot reply from Trustaroo.
  • A public review. The customer went through to Google, Trustpilot or another platform and posted there. You reply on that platform, in public, where future customers read it.

Response time targets

Speed matters more than polish. A fast, plain answer beats a perfect one three days later.

Because private feedback is anonymous, "responding" often means fixing the cause and being reachable rather than writing to a person.

Make it easy for them to reach you

Turn on your contact email and phone number so they appear directly under the feedback box. Most of the customers you actually get to speak to are the ones who saw an address in front of them at the moment they were annoyed. See Show contact details on the feedback page.

Write the response

  1. Thank them for the feedback. Two words, no ceremony.
  2. Name the problem in their words. "You waited forty minutes for a table" shows you read it. "We regret any inconvenience" shows you did not.
  3. Say what you are doing about it. One specific action beats a paragraph of good intentions.
  4. Offer a direct channel. Give a real email address or phone number and a name.
  5. Sign it with a person's name and role. A reply from "the management team" reads like a form letter.

Reply for the next reader

On a public platform you are writing for the hundreds of people who will read the review later, not only for the person who wrote it. Calm and specific always wins.

What not to do

  • Do not argue, and never contradict the customer in public.
  • Do not repeat the customer's personal details, their order or their medical or financial information in a public reply.
  • Do not offer a refund or a voucher in public. Take that conversation offline.
  • Do not use one identical reply on every review. Platforms and readers both spot it.
  • Do not ask a customer to delete their review as a condition of being helped.
  • Do not use the review filter to keep unhappy customers quiet. It routes low ratings to a private form so you can fix things, and everybody keeps their right to post publicly. The review filter and platform policies explains where the line sits.

Close the loop

Fix the cause, then tell the customer what changed. If you cannot reach them because the feedback was anonymous, close the loop internally: note the change, tell the team, and check a month later whether the same words still show up in your feedback column.

Can I reply to private feedback from inside Trustaroo?
No. The feedback form collects a comment only, with no name or email address, and Trustaroo has no reply box. Show your contact email and phone on the feedback page so the customer can reach you instead.
Does Trustaroo show the public review a customer posted on Google?
No. Trustaroo records the rating and comment left on your own review page. Public review text stays on the platform where it was published, and that is also where you reply to it.
Should I reply to positive reviews as well?
Yes. A short thank you takes seconds, encourages more reviews and shows future customers that somebody is paying attention.
What if a review is unfair or looks fake?
Reply once, calmly and factually, then report it to the platform using its own reporting process. Only the platform can remove a review.
